AI support answers become much safer and more useful when they are grounded in approved knowledge base content instead of the model’s general memory. When agents give AI the right source material — knowledge base articles, product documentation, policy text — the output is more accurate, more consistent, and far less likely to invent an answer that does not exist. This article shows how to build that workflow.
When to use this
- Before drafting a customer reply that requires a specific product, policy, or service answer.
- When you want AI to search your knowledge base content for the most relevant information before responding.
- When a customer asks a question that your team handles repeatedly and you want consistent, policy-grounded answers.
- When onboarding new agents who need to reference approved content while building product knowledge.
- When auditing AI-generated replies to verify they are based on actual approved sources, not invented details.
What you need before using AI
- The relevant knowledge base article, FAQ entry, product guide, or policy document for the topic at hand.
- The customer question or support request that needs an answer.
- A clear understanding of what the knowledge base does and does not cover, so you can catch gaps in the output.
- Approval to use the specific AI tool for the data type involved — especially if the article contains pricing or policy commitments.
Do not paste internal-only policy exceptions, confidential pricing agreements, or unpublished product information into AI tools unless that information is approved for use in that tool.
Simple knowledge base workflow
- Identify the customer question or support need that requires a knowledge base answer.
- Locate the approved knowledge base article, policy section, or product documentation relevant to the topic.
- Paste the source material into your approved AI tool alongside the customer question.
- Ask AI to draft an answer using only the provided source material — not general knowledge.
- Ask AI to identify any gaps: questions the source material does not fully answer.
- Review the draft against the source material — confirm every claim is supported.
- Escalate to a specialist if the source material does not cover the question.

What to verify before sending
- Does every claim in the reply trace back to something in the source material you provided?
- Did AI add any information not in the source — product details, pricing, or policies it invented?
- Are all gaps and unanswered questions flagged for escalation or human follow-up?
- Is the reply appropriate for the customer’s actual question, not just a generic policy recitation?
Review-first rule
If the approved source material does not contain the answer, AI should say so — not invent one. A knowledge base workflow without a source-grounding requirement is just a prompt for plausible-sounding misinformation. Every AI reply based on knowledge base content needs a human to verify the source before it reaches a customer.
Example in Practice: Answering Only From the Source
The prompt: “Draft a customer reply using only this source. Customer question: ‘Does my plan include priority support on weekends?’ Knowledge base source: [paste the support-tiers article]. If the source does not answer the weekend part, say so explicitly and flag it for human review instead of inferring an answer.”
What you get back: A reply that answers what the documentation actually covers — and a flagged gap on weekend coverage routed to a specialist, instead of a confident invented answer the company would have to honor.
Check before using: Trace each claim in the draft back to a line in the source you pasted — anything that cannot be traced gets cut.
